What decision are we really making?

Leaders are not buying a dialler or a chatbot. They are choosing an operating system for customer service that must scale across channels, comply with regulation, integrate with core systems, and adapt as products and volumes change. A credible evaluation framework compares capability fit, run-time reliability, governance and compliance, and total economics against the journeys that matter most. In modern contact centres, cloud-based Contact Center as a Service (CCaaS) platforms dominate new investment because they ship faster, scale elastically, and reduce upgrade debt when compared to on-premise stacks.¹ Selecting the right CCaaS is therefore a strategic move, not a procurement routine.¹

What are the non-negotiables for a short-list?

Short-list gates protect your time. Require:

  1. Standards-based reliability and security: multi-region failover, audited change control, and third-party attestations such as SOC 2 for controls on security, availability, and confidentiality.²

  2. Regulatory alignment: ability to meet Australian Privacy Principles (APPs) including purpose limitation, consent, access, and correction, with data residency options and audit logs.³

Use a structured rubric across eight capability layers. Score each 1–5 for fit against your top journeys.

  1. Routing & Orchestration. Skills and intent-based routing, journey context, callback and virtual hold, IVR/IVA, event-driven flows. Intent-based routing paired with context reduces transfers and raises First Contact Resolution.⁶

  2. Channels. Voice, chat, email, messaging, and social with consistent controls and reporting; multimedia recording; screen pop for CRM. Omnichannel parity avoids the “best effort” non-voice experience.¹

  3. WEM: Workforce & Quality. Forecasting/scheduling, adherence, quality scoring, coaching workflows. Good WEM protects service and wellbeing by turning forecasts into staffed minutes.⁷

  4. Knowledge & Guidance. Agent knowledge, article lifecycle controls, and guided workflows at the desktop. ISO 18295 expects up-to-date information for agents; platforms should make it easy to find and use it.⁵

  5. AI Assist & Automation. Retrieval-augmented agent assist with citations, summarisation, auto-wrap suggestions, and safe tool use; guardrails against hallucination. RAG reduces errors by grounding answers in approved sources.⁸

  6. Data & Analytics. Open, documented APIs, real-time and historical analytics, conversation intelligence, and export to your lake/warehouse. Open data prevents vendor lock-in.¹

  7. Security, Privacy, & Compliance. Role-based access, audit trails, encryption in transit/at rest, DLP/PII redaction, regional tenancy options, and documented incident response. SOC 2 and APPs set the baseline.²³

  8. Extensibility & Ecosystem. Low-code flow builder, marketplace, SDKs, and certified partners. A strong ecosystem accelerates delivery and reduces bespoke code.¹

How do we evaluate reliability and disaster readiness without a vendor demo?

Ask for and verify:

  • Reference architecture: regions used, active-active vs active-passive, and Recovery Time Objective/Recovery Point Objective. Cloud reliability guidance recommends designing for multi-AZ/region fault isolation.⁹

  • Change management: maintenance windows, backwards-compatible API policy, and incident post-mortems.

  • Observability: status page with component granularity, webhooks for incident alerts, and tenant-level health dashboards.

  • Traffic engineering: codec support, QoS markings, SBC options, and carrier diversity.
    The goal is verifiable resilience, not marketing claims. Request evidence and a live failover exercise during pilot.⁹

What about governance and risk?

Platforms must support your control environment.

  • Privacy & consent: make APP-aligned consent and purpose checks explicit in scripts and digital flows.³

  • Recordings & transcripts: role-based access, time-bound retention, export logs, and PII redaction by policy.⁴

How should we think about economics beyond licence price?

Compare total service cost per resolved contact, not list prices. A defensible model includes: licences, telephony and network, professional services, internal change, training, and deprecation of legacy tools.   • Success criteria: time to first useful step, First Contact Resolution, repeat-within-seven-days, and agent effort to resolve.

  • Controls: matched queues or time-boxed A/B to isolate effects.

  • Evidence: export raw interaction and QA data; show routing decisions and knowledge usage.

What should the RFP ask to separate leaders from laggards?

Use questions that require proof over prose:

  • Routing: “Show logs where intent changed the selected queue and reduced transfers on [intent]. Provide three anonymised cases.”⁶

  • Knowledge: “Demonstrate agent-assist answers with source citations. Explain redaction and fail-closed behaviour if sources are missing.”⁸

  • Security: “Provide current SOC 2 report and list of sub-processors. Detail data-residency options for AU tenants.”²³

How do we score vendors fairly and transparently?

Adopt a 60–40 weighting: 60 percent capability/run quality; 40 percent economics and risk. Within capability, weight the journeys with the largest economic footprint. Use a five-point scale with clear anchors and require evidence links for any score above “3”. Review scores in a cross-functional panel (operations, CX, security, procurement, finance). Publish the rubric and the decision memo so stakeholders trust the outcome. Transparent scoring reduces post-selection friction and speeds implementation.

What does a 90-day selection and cut-over plan look like?

Days 1–30: Define and shortlist.
Map top journeys, write the scoring rubric, run gate checks (SOC 2, APP alignment, PCI posture, ISO 18295 fit), and select two vendors for pilot.²³⁴⁵

Days 31–60: Pilot with controls.
Stand up thin slices for two journeys with routing, knowledge, QA, and WEM enabled. Measure FCR, repeats, and time to first useful step against matched controls. Capture reliability and failover evidence.⁶⁸⁹

Days 61–90: Decide and prepare cut-over.
Score results, run TEI-style value cases with low/base/high ranges, lock the contract, and finalise migration runbooks (numbers, users, queues, knowledge, QA forms). Plan a phased cut-over with a staffed “hypercare” window.¹⁰
